What does it do? Call Analyzer is the first speech analytics solution to analyse voice calls as they are happening. It ‘listens’ to what customers and agents are saying and can inform the agent if they have forgotten to give the customer key information during the call, enabling them to complete the call with full compliance to scripts, contract terms and customer service standards.
How does it do it? GemaTech’s own voice recording technology is able to stream high quality, live, encrypted audio to the Call Analyzer engine where it is unencrypted and analysed using a combination of phonetics, speech to text (by Nuance) and phrase recognition technology designed by it Campus.
A non-intrusive screen which is present on the side of an agent’s desktop during calls tracks the progress of the call and informs the agent when they have included key phrases and when they have not, giving them the opportunity to correct themselves during the call. It also offers a visual guide to their speaking rate (whether they are talking too fast or too slow) and how well they are following their script or call flow.
A forthcoming release will include a stress detection indicator (for both agent and customer) which can alert both the agent and call centre manager at the time of the issue.

Providing analysis on your agents’ calls is a useful tool but the ultimate aim is to use that analysis in order to improve customer service and profitability. Currently speech analytics vendors can only analyse calls once an agent has put the phone down after finishing their conversation with a customer. Call Analyzer is the first system to deliver analytics during the call to both an agent and contact centre supervisor seconds after an agent or customer has spoken.
What this enables us to do is then send a message to the agent’s computer screen as they are speaking. This can be particularly useful for example to inform them that they have not said a particular phrase which is required for compliance purposes. Tailored and Immediate Reports Results from the live call analytics can be presented in any way the manager requires by being exported into MS SQL, CSV files or other standard formats. This means that the information can be presented at high level, detailed level, pictorially in a graph or pie chart, or in facts and figures if desired. A supervisor who is monitoring the call analytics as they occur will be able to see immediately if an agent has neglected to say certain phrases, or indeed if they have said any negative or rude comments to a customer.
